Connecting to your customers more effectively

When seeking to reduce call demand and improve customer satisfaction, resolving the customer’s emotional issues can often be a clear winner in terms of cost implications, ease of execution, opportunity size and overall potential.  The Herrmann Whole Brain® Model is a learning and development tool that is centred on accelerating the quality of thinking and communications to improve business performance. It provides contact centre staff with a very valuable tool set that enables them to better understand customers’ emotional and rational needs and to engage them in a different type of conversation - conversations to better meet customers’ needs.

Our programs enable staff to identify people’s thinking preferences over the phone through their choice of language and sentence structure and the tonality they use. Quadrant A or Blue thinkers, for example, tend to sound more direct and matter of fact. They use clipped, technical terms – often hard words – and directive language. Quadrant C or Red people tend to be more softly spoken, using a warmer tone and more inclusive language. Quadrant B people with green thinking preferences speak in a measured, matter‐of‐fact tone. If you rush them too quickly they will stop and go back to the beginning, while Quadrant D or yellow thinkers often sound excited and enthusiastic.

A study by UK insurer, Bradford and Bingley found that by up‐skilling agents to understand different personality profiles, repeat calls were reduced and customer loyalty increased without impacting call handling times. Telecom New Zealand has also published similar results – a 28% reduction in call backs and a 20% improvement in customer satisfaction across their contact centre network after delivering a successful Whole Brain Thinking program.

The Herrmann Whole Brian Model
 

In this program each staff member will attain an HBDI* (Whole Brain Thinking) Profile, which will show their preferred thinking styles. These profiles will help your teams in the first of three workshops (designed as both a training and team building modules) to see how they and the other team members think and how they fit into a heterogeneous group.

In the second session we look into how individuals and groups communicate. Everything we do both internally and externally involves communication. The number one reason for stress in the workplace is due to issues associated with communication; lack of, poor, or misunderstood. This half day workshop looks at the “Rules” of Communication and the art of Active Listening.

The Program will also delve into a number of issues that result in failed communication, for example; understanding responsibility and accountability and learning to pick up the signals, such as blame or confusion. Each group will then look into past failed communications and how in the future these messages may be communicated more effectively, in order to gain a positive outcome.

The final workshop builds on what each team has learnt about themselves and with the skills to communicate messages and ideas more effectively, they can now focus on the actual issues faced in the work place every day. Whether it be running more effective meetings, being able to build better relationships with clients, or helping to improve your organisations emerging leaders into the roles that they need to fill. This final half day workshop allows each team to select the three top issues that they would like to work on, from a choice of 14 business improvement opportunities. 

This four module program is based on the scientifically proven Herrmann Whole Brain Thinking concepts. Designed to create the most effective route to improving everything you do at work.

Module 1 - Start Thinking

This Start Thinking module helps you understand and apply Whole Brain Thinking and the concepts of thinking preferences to everyday business issues including; problem solving, decision making and communication. Participants will receive the results of their individual Hermann Brain Dominance Instrument (HBDI) profile along with pertinent information on how those results might influence their everyday thinking and work preferences.

Module 2- Think about Teams

The Thinkabout Teams module provides an excellent opportunity for team building through a better understanding of individual thinking preferences and an exploration of how these thinking preferences impact behaviour, and ultimately team effectiveness. It also helps individuals understand and value what each individual brings to a team and the contributions they can make. Participants will understand the mental demands of their role as members of a team and the impact of team preferences and their ability to deliver on those demands.

Module 3 - Think about Communicating

100% of business issues have their origin in a failure to communicate effectively.  Communication is simply “the activity of conveying information” but the skill is in communicating in the most effective and efficient method is a learned skill. Running a project team, attending a weekly meeting, training a mentor, issuing a warning, dealing with a client, closing a deal, talking to an audience or just sending another email, are all forms of communication, but how can you improve your communication skills?  One major issue is that we all receive information through various filters that can distort the final message, in a way like Chinese Whispers. By raising the awareness and understanding of what these filters are, we are better equipped to successfully and more succinctly get our message across.  Messages are conveyed through channels, with verbal channels including; face-to-face meetings, telephone, video conferencing and written channels including letters, emails, memos and reports. This seminar will focus on improving verbal communication methods.

Module 4 - Think about Business Issues

The final module allows you to select three topics from a list of 14. Further workshops can be arranged if additional topics are require to be covered.  This module will help you:
  • Understand how to apply WBT to a range of business practices and challenges
  • Gain acceptance for your ideas and solutions more effectively
  • Achieve more effective outcomes across a range of activities
  • Influence outcomes and get better decisions from others.
  • Avoid any potential misunderstandings
